Unfortunately some customer service experiences let the hotel down. I want to call out one person who was excellent and helpful, Chris really made the check in experience easy and set the tone for a fun weekend. We were on a company incentive trip for 9 people. When two had unexpected medical emergencies and couldn’t make it, Chris helped us cancel a room and reorganise the reservation. Sadly the customer service experiences after that were below par for rooms that cost $619 per night (I would say even if rooms were half the price I wouldn’t expect to have this experience). On the first night I ordered room service and received a call after that asking “did you order pizza?” They had sent it to the wrong room and by the time it arrived it was cold. With early activities planned the following morning everyone in our group ordered breakfast to their rooms marking specific order times on the sheet. Two guests did not receive their breakfast until after we were supposed to leave. Housekeeping only made one bed in my room and also did not replace toilet paper. By the time we were checking out we had to use facial tissues. The night before checkout a lady at reception gave us all new key cards and told us we could check out at 12 instead of 11am. When my room mate left to catch an early flight she left her keycard with reception explaining I was still in the room. At 9am housekeeping tried to open my door and told me I was already checked out. When I called reception to make sure it wouldn’t cause an issue the lady I spoke to was audibly irritated with me and told me if I wanted to check out at 12 I would have to pay a fee. Eventually after arguing she told me I could stay until 12 without paying a fee. Her tone was unpleasant. Our keycards all stopped working at 11am. I then had the responsibility of checking the group out of the 4 rooms I was paying for. Luckily I checked the invoice because there was a $200 per night pet fee added to one room for a service animal. The lady checking me out removed the fee for the first night and it wasn’t until after I left that I realised there was still $200 extra dollars charged for the second night. Not only was it frustrating, it is illegal to charge for a service animal. I called the hotel and the person who answered told me they could remove the extra fee. I asked for an email invoice to be sent to me with the updated refund. I still have not received it. The lady hung up the phone before I finished my sentence while I was saying thank you to her for her help. It’s very disappointing to have a lovely trip marred by the check out experience. First of all, the employees we dealt with were great, but they were in the unfortunate position of "playing defense" with a ton of things lacking with the hotel. In BOTH rooms though, very little water pressure (and no hot water the last morning there for a shower), the outlets on the bedside clocks/phones/strips didn't work for phones, loose hardware on the bathroom doors, toilet paper holder falling off the wall, and it goes on. The "looked cool" coffee machines on the 3rd and 4th floor were broken and would kind of make coffee if you used multiple "pods" and figured out what button would make anything but hot water. Basically, ownership/management needs to go back to basics and just make things work. It just takes so much away from the travel experience to have to wrestle with all the basics of just sleeping in a clean space, using water and charging a phone. Funny enough, if we'd gone to a $150/night Courtyard or something, we know we'd have water, power, and cleanliness and no stress.

I sent detailed and what I believe was thoughtful feedback to the hotel via email nearly a week ago...and am presently enjoying the sound of crickets. Part of our issue with this property was of our own doing with the booking modification, but I contend ANY room or suite in this hotel should be of high quality, and I just didn't get that sensation from our particular accommodation. Her exact response was 'erm you can go onto their website and figure that out'. I then asked if I could reserve one of the jeeps to take me over - she said 'we don't reserve jeeps' very coldly. I then realised it was only a block away - she could have just been helpful and said 'it's only a block away, they will definitely have one'. I don't know what CVS sells - we don't have CVS in the UK. I called a while later and asked if someone could bring up some scissors to my room, I needed to cut some labels off my outfit. The response was something along the lines 'you can come down and get it'. Very blunt. I was getting ready for a funeral - the coldness was literally the last thing I needed. The next day I called down and asked if a couple of coffee sachets could be brought up, as I didn't require a turnover of the room the day before. Again 'I'm very busy, you can come and get it'. She was visibly annoyed at me asking for that. It was over $200 I have a right to ask for a breakdown. She said I can give you a receipt once you pay, which I refused. Matthew on the otherhand was brilliant, very kind, chatty and not only sorted the robes out for me, he actually gave me and my friends a complimentary bottle of champagne - he didn't know it but it was the first time we were able to sit down and chat with my friend's husband since his passing. He remembered the names of my friend's uncle and cousin who had left the hotel that morning as if they were old friends. Thank you Matthew for you character - you made a tough time a little better. The breakfast hampers are incredibly cute, and the general hotel is absolutely beautiful. The location is brilliant and the jeeps (I didn't use it this time) are such a lovely touch. I hope they manage to sort out the inconsistency in warmth between the staff. You just never know why guests are staying - if you don't like people - don't work in service. The rooms were spacious but we felt that for a 5* hotel, a few things could be improved: there weren’t any slippers (which is unusual for a 5* hotel) and the turndown service wasn’t consistent - on the first night, no one cleaned/tidied our bathroom and we weren’t offered fresh towels; on the second night, although the bathroom was freshened up, the curtains weren’t drawn and the minibar wasn’t refilled (though it had been the first night).
